Handing a conversation to a person without starting over

Every bot reaches a question it should not answer, such as a refund dispute, a complaint or something that needs human judgement. What happens next decides whether the whole project was worth building.

The usual failure is the reset. The visitor explains the problem to the bot, gets passed to a person, and is asked to explain it again. That second explanation is where patience runs out.

So the handoff has to carry context. The transcript, the details already collected, the reason the bot gave up. The agent should open the conversation already knowing what was said.

Decide the triggers deliberately. Some are explicit, like a request for a human, while others are signals such as repeated rephrasing, negative wording or a topic on the escalation list. Each trigger needs an owner who reviews whether it fires too often or too late.

Then there is timing. A handoff promised at two in the morning, with nobody on shift, is worse than an honest message. Say when a person will reply, offer to take contact details, and keep the promise.

Tell the visitor what is happening. A short line saying the conversation is moving to a colleague, and roughly how long it will take, prevents the double message and the closed tab.

The reverse direction matters too. Some conversations can return to the bot once the human part is done, for tracking or simple follow-up. That only works if the bot can read what the agent resolved.

Measure the handoffs themselves: how many there were, why they happened, how long the wait was and how often the agent had to ask again. That report shows where the bot needs new answers, and where it should stop trying earlier.

Agents should be able to flag a handoff that should never have happened. That flag, reviewed weekly, is the fastest way to teach the bot which questions it can actually close on its own. It also shows which answers in the knowledge base are out of date.
